What ongoing support should an automation service include?

By ByTomorrow · Published

The automation worked at handover. Later, a workflow fails and the owner discovers that nobody agreed who should notice, investigate or restore it.

A support fee does not define those responsibilities by itself. The scope must say what the provider observes and what the business still owns.

Diagnosis

Support gaps appear between responsibilities

Check

Logs exist but nobody watches them

HighLevel documents execution history and error details for workflows. Their existence does not establish an active monitoring service, a response commitment or a person assigned to investigate.

Check

Response time is confused with restoration

Acknowledging an incident and repairing it are different actions. Ask the provider to define coverage hours, acknowledgment expectations and what happens while repair is in progress.

Check

A business change looks like a software defect

Changed staff, calendars, pricing rules or service areas can invalidate a previously correct workflow. The business must identify who communicates those changes and who updates the implementation.

Working worksheet

A support responsibility table to agree before handover

Worksheet

Monitoring

Record: workflow or service ___; signals checked ___; monitoring method ___; review frequency ___; provider owner ___; business backup ___. State whether observation is automated, scheduled manual review or only initiated by a reported problem.

Worksheet

Incident response

Record: reporting channel ___; coverage hours and time zone ___; severity criteria ___; acknowledgment commitment ___; investigation owner ___; escalation contact ___. Distinguish a provider outage from a configuration defect without leaving either unowned.

Worksheet

Continuity while repair is pending

Record: manual fallback ___; person authorized to switch ___; customer-work queue ___; open-request owner ___. The fallback should explain how the business keeps handling inquiries, not merely how someone contacts support.

Worksheet

Updates and retesting

Record: who approves business-rule changes ___; included maintenance ___; separately scoped changes ___; regression checks ___; rollback owner ___. Require tests for affected behavior after a change rather than assuming the original handover still proves it works.

Worksheet

Access and account ownership

Record: account owner ___; access review owner ___; credential renewal responsibility ___; offboarding steps ___. The business should know which accounts and records it can access if the support arrangement ends.

Worksheet

Review cadence and evidence

Choose a review schedule appropriate to the workflow's risk and use. Review failures, unresolved inquiries, changes, usage and verified outcomes. Bring action records and owners to the review; a green dashboard alone does not prove customers received the intended service.

Use the worksheet

Put it into practice

1

Walk through an example incident

Use a synthetic missing-task scenario. Identify who detects it, who receives the report, who owns the affected inquiry and who verifies the repair.

2

Agree the boundaries in writing

Mark each responsibility as provider-owned, business-owned or excluded. An unanswered row is unresolved scope. Keep recurring fees and any metered charges tied to the agreed responsibilities.

3

Verify after a material change

Repeat the affected customer journey and its fallback after configuration, access or provider changes. Record the result and the next owner if a check fails.

Questions

Straight answers.

Only if that service is explicitly included and authorized. Monitoring may inspect system events or samples instead. Ask exactly what is observed, by whom and during which hours.

The business owns the truth of its policies, staff and services. The support scope should identify who supplies changes and who applies and tests them in the automation.

Name the owner of each support row

Bring the workflows that matter most and the fallback the team uses today. Those facts make the ongoing service scope concrete.
